The Ecommerce Customer Journey From First Click to Repeat Purchase

A working model of the ecommerce customer journey, the questions asked at each stage and what to measure.

Most stores are managed as a set of pages. Customers experience them as a sequence of decisions. Once you describe that sequence properly, prioritisation becomes straightforward, because you can see which stage is leaking.

The seven stages

  1. 01Discovery. The customer meets the brand and forms a first impression.
  2. 02Store visit. The storefront must confirm relevance quickly.
  3. 03Product evaluation. Comparison, detail, sizing, proof and price clarity.
  4. 04Trust. Reviews, guarantees, delivery clarity and design credibility.
  5. 05Purchase. Checkout entry, friction and payment confidence.
  6. 06Post purchase. Confirmation, expectation setting and product usage.
  7. 07Repeat purchase. Lifecycle messaging that earns the next order.

What each stage owes the customer

  • Discovery owes accuracy. A promise that the store cannot keep creates an expensive bounce.
  • Store visit owes orientation. Category, audience and next step.
  • Evaluation owes completeness. Every practical question answered in place.
  • Trust owes evidence rather than adjectives.
  • Purchase owes predictability. No new information after the decision.
  • Post purchase owes reassurance and usage guidance.
  • Repeat purchase owes relevance and correct timing.

Measuring the journey

Track one indicator per stage rather than a single conversion number. Landing engagement, product view rate, add to cart rate, checkout start rate, completion rate, review or support sentiment, and repeat purchase rate within a defined window. The stage with the widest gap is your next project.

Common mistakes

  • Owning acquisition and retention in separate teams with separate goals.
  • Optimising the middle of the journey while the first screen misrepresents the brand.
  • Assuming retention is only email. Product experience is the first retention lever.
